WorkWave has announced the appointment of David Giannetto as its new Chief Operation Officer.
The former Astea employee will be based in the company's New Jersey office and will be expected to bring his experience across SaaS and his knowledge of emerging technologies to WorkWave's customer experience and innovation strategy.
In a statement, WorkWave's CEO Marne Martin, said he was looking forward to Gianetto's arrival. “I am thrilled to welcome David to our leadership team," he said. "With more than 25 years of bottom-line responsibility growing business-oriented service and technology companies, his arrival will enable us to continue to grow as a company, while providing the service industry with best-in-class SaaS solutions. The insights and expertise he brings to the table will help further our position as the dominant SMB SaaS solution for the pest vertical and other service industries.”

In my role as Managing Director EMEA with Astea I speak to a lot of field service professionals. As is the nature of our industry, these folks come from companies of all shapes and sizes and from many different industries – which can lead to many varying, often highly nuanced views as to what ‘service excellence’ is.
For some of our customers ‘speed of response times’ may be key, for others it’s ‘first-time-fix rates’, for others still it may be ‘effective time’.
However, looking back on the conversations I’ve had across the last twelve months, there is one constant challenge pervasive amongst field service organisations. Indeed, I’d go as far as saying that across the board, service leaders are facing a new reality that can be summed up in one word - change.
Ours is Not a Sector That Stays Still For Long
The field service industry is not and never has been, one for ever standing still too long. Remember, ours is the industry that was sending data back from the field long before the likes of Apple and Samsung had put the internet in everyone’s pocket and the best-in-class companies in our sector today are often those who innovated their way out of the global financial crisis in 2008 by placing their service offerings at the heart of their solutions.
So it is through a lens of confidence and anticipation that I look now at our industry once more going through widespread change.
We are witnessing significant change in many core areas of field service at the moment, including changes in our workforce structures to include more short-term labor. Even the very role of the field service engineers themselves is rapidly evolving as more emphasis is being placed on quality customer interactions that lead to higher customer satisfaction and hopefully, higher shareof-wallet.
The service engineer has historically been the relationship managers since they have the most one-on-one time with the customer. Now companies are putting formal training in place to ensure technicians have the right customer service skills and the right mind-set for being the brand ambassadors. And field service technology is helping companies make this shift by adding checklists that can guide technician behaviour through things like upselling and cross-selling initiatives.

As I mentioned at the top, different companies will prioritise different KPIs according to their own internal goals and targets. Yet, one thing that we at Astea are seeing across all service related industries, is the ever-increasing importance of customer satisfaction. This is where field service organisations can find a real competitive advantage.
In a world of digitalisation, Artificial Intelligence and automation, the field service call represents something that is becoming a rare and hugely valuable commodity – genuine face-to-face interaction with customers. In today’s service economy, this is an opportunity that cannot be overlooked.
One KPI To Rule Them All?
Customer Satisfaction is increasingly becoming the KPI for field service organisations, and it is not just for the more abstract concepts within business strategy such as brand perception either – there are very clear, tangible economic reasons why field service companies should realign their KPIs more towards CSAT as opposed to more traditional operational KPIs such as First-time-fix or mean-time-to-repair. For example, for those working in business to consumer verticals, I would point to research published in the Harvard Business Review that revealed that consumers who receive the highest standards of service spend 140% more than those who receive the poorest service, whilst data from
American Express revealed 86% of consumers will pay more for better service. The bottom line is that better service means better revenue opportunities. However, a focus on CSAT KPIs isn’t just for B2C companies, it is just as vital in B2B sectors also. For a start, the lines for service in both segments are continuously blurring as the bar for high quality service continues to be raised in all sectors. But once again, there is also a wealth of data to support the argument for focussing on CSAT for B2B organisations. For example, research by Bain and Company shows that just a 5% increase in customer retention will typically see profit increases of anywhere between 25% and 95%.
Besides guiding technician behaviour, there are other ways that field service management (FSM) platforms can help companies prioritise CSAT, including self-service web portals and mobile apps where customers have more visibility and control over their service relationship. Other ways FSM platforms can help is giving companies the ability to communicate with customers in modern ways that are more often seen in B2C relationships. For example, automated workflows can easily be set up to send text messages or email alerts letting customers know about a change in a service order status.
It’s clear that we are entering an era of new opportunities. Of course, in such times the challenges can be daunting and discussions of how to move forward are often complex. This is why I’m looking forward to hosting a series of round tables at this year’s Field Service Summit in Warwick, where I intend to dig deeper into the changes the field service sector is heading through and how we can embrace them.

John Hunt outlines why when it comes to digitalisation, the focus should be on the end goals, not the technology...
There is a common thread being pulled by executive boards across the globe at the moment both in the field service sector and far beyond.
That is, of course, digitalisation.
In my role here at Astea, it’s a topic that our customers and new prospects are keen to talk to us about – almost every company I’ve spoken to in the last 12 months has broached it in one form or another.
However, there is a fundamental point I believe is often being overlooked by companies as they dive head first into weaving the digitalisation thread into their strategy – that is that digitalisation itself should be seen as an on-going process continuously woven in your field service tapestry rather than a one-time project, or a mere stitch in time.
An opportunity to redefine workflows
To start, let’s look at what digitalisation shouldn’t be.
Digitalisation shouldn’t be simply taking all of the previous steps your field service engineers used to undertake manually with good old pen and paper and dumping them onto a mobile device. Digitalising their workflow is an opportunity to re-evaluate some of these processes, re-order some things, maybe even remove others entirely all in the spirit of making your customer ambassadors happier and more efficient and effective. That happiness, efficiency, and effectiveness translates into better top and bottom line performance and most importantly, happier and more loyal customers.

Invariably, those companies that get the most success from an implementation of a Field Service Management (FSM) solution are those who bring a selection of their engineers into the implementation process. Just like product marketers use focus groups of prospective customers to fine-tune their product offering to maximise demand, so should you leverage a similar approach with your customer ambassadors, also known as the engineers. For example, by speaking with your engineers to understand what elements of your FSM system’s mobile app they use the most frequently, you can ensure that access to the relevant parts of the solution need are easily surfaced within the app.
The same of course also goes for your scheduling solution – digitalisation should be an opportunity to put the information your team needs at their fingertips, quickly and seamlessly to improve both service triage and first-time-fix rates. So who better to ask what information should be where than the folks on the front line that need access to such information each and every day? The happiness through efficiency and effectiveness you will weave throughout the services organisation will pay big dividends not only in the traditional operational sense but also in employee retention and the all-important increased customer loyalty.
A journey of continuous improvement.
The concept of continuous improvement is one that many field service professionals are fully aware of, yet all too often it doesn’t get factored into discussions around digitalisation.
Facebook is famously always in ‘beta’ when it comes to its development, and whilst I wouldn’t recommend such a fluid approach to something as mission-critical as field service operations, digitalisation certainly allows us the opportunity to tweak things here and there to find those sometimes hidden incremental improvements that can yield seemingly small efficiencies that stack up hugely in the overall picture.
For example, I recall speaking with one service director earlier this year who explained to me that by implementing a simple keystroke study of his dispatch staff across 3 months they were able to identify some simple yet effective changes to the menu structure of their system which brought some frequently used options to the front of the solution when they were previously tucked away behind a couple of sub-menus.
On an individual basis these changes sped up the dispatcher’s role by just a few seconds each time. However, the overall net benefit to the service organisation was millions of dollars per year as those seconds began to add up across the entire workforce just like a snowball accumulating more and more snow as it rolls down the mountain.
Digitalisation allows us to not only make these changes quickly and easily across a large user base but also to understand how, why and where these changes should be made.
Build processes today with an eye on tomorrow.
One final piece of advice I would give to companies embarking on their own digitalisation journey is remember you don’t always need to boil the ocean; digitalisation should be an iterative process.
For example, IoT is the hot topic in field service right now and rightly so as it is set to play a huge role in the future of service delivery. Yet, for many companies a full IoT rollout is cost prohibitive and requires a gargantuan feat of logistical planning.
"I’d suggest you don’t even need one asset connected before you start building in the processes of identifying key data you wish to collect – what is to stop your engineers noting certain key data points when performing maintenance?"
However, do you need to have every asset in your install base connected before you can start pulling data for analysis to dig out some key trends and insights that could be of value to your organisation and perhaps even more importantly to your customers? Of course not!
In fact, I’d suggest you don’t even need one asset connected before you start building in the processes of identifying key data you wish to collect – what is to stop your engineers noting certain key data points when performing maintenance? You can build the processes and collect the data that would form the backbone of a digitalisation strategy before a single asset is connected, and then introduce automation for these new processes across a much more manageable timeframe.
In doing so you will have already begun to think beyond the realms of what is possible today and begun to consider what can we build now that will improve our service delivery tomorrow.
And this at its heart is what good digitalisation strategy should be all about. There are already some masterpiece tapestries with shiny digitalisation threads prominently featured in the field service world today reaping big rewards with their own teams and customers; these will continue to grow and outpace the industry. The best time to have begun your work of art was yesterday. The second best time is today, so gather your thread and your team to design it and start weaving!

Now, the majority of field service companies are developing methods to make IoT-related services more efficient. Growth patterns suggest that they are being well received by customers as they use connected data to created advanced solutions.
Today, 75% of companies are using connected data and IoT to create advanced services; among them, 83% believe connected data and IoT lead to more profitable business decisions. Business decision makers who responded to the survey have identified several emerging applications of connected data where they are planning changes or are already seeing business results — security, product sustainability, new product technologies, and fleet management, among others.

The research surfaced a wide-ranging and varied number of comments from service directors who participated which included:
“We are using connected data and IoT on an extensive level, with client dealings and remote problem solving with our advanced Affiliates Suite service to support client demands more efficiently. Under this service, we monitor data, alert clients about threats, and [provide] critical observation. With real-time data, threats can be diffused with faster diagnostics.”
“Recently, we have integrated IoT in order for vital health information to be passed on directly to those maintaining [the equipment]. With this innovation, the availability of details in timely manner is ensured, thus speeding treatment and dispensing medication. This solution will be subject to technological advancements from time to time with upgraded systems.”
“Once we derive information such as purchase patterns, market trends, [and] competitor stats, [connected data and IoT] is used to develop substantial products that are able to withstand and supply changing mechanisms. Advanced solutions using connected data and the latest upgrades benefit customers and organisation alike.”
