Managing customer relationships is critical to driving growth and securing repeat business for field service organisations. CFOs are making critical financial and risk management decisions based on data secured through manual processes which result in inaccurate reporting. This lack of information or equipment knowledge can lead to poor decision-making and can often result in selling contracts that are either over-priced in order to cover unknown costs resulting in a less than favourable position against competition; or under-priced which may help you win the business but is not profitable nor sustainable.
The Value of Data
Do you know how much data your business has at its fingertips? IDC (International Data Corporation) predicts that the collective sum of the world’s data will grow from 33 zettabytes (ZB) this year to a 174 ZB by 2025, with a compound annual growth rate of 61 percent. Amassing a huge amount of data is worthless if you don’t know what to do with it. A complete business management solution enables you to have more insight to make smarter, data-driven decisions. The impact of technology has been felt far beyond service. Homeserve’s Paul Joesbury worked in finance before joining the utility company “I look back and reflect on my time in finance,” he recalls, “many of the tasks were done manually, like ledger reconciliations, which are all automated now. Previously it would take a bank of humans that would take the best part of a week to reconcile something and now it’s pretty much done with the touch of a button.”
The Operation Manager continues, adamant that his current sector should benefit from the same progress “So why should service operations be different? The technology, I think, is pretty much already there. It’s how it can be applied in a cost-effective way which is going to be the challenge for organisations.”
Chris Proctor is another great believer in technology but he suggests firms should adopt technology for the right reasons. “A lot of companies are trialing new technology at the moment, but it comes down to when it is absolutely necessary, and at what point does the use-case become really tried and really tested.” However, the Oneserve CEO is concerned about the pace of adoption generally in the sector. “I might be lambasted for saying this but I don’t think there has been much innovation,” he says, aware of the statement’s brevity. “It’s disappointing that the last real innovation in field service management was moving to the cloud and even then, I don’t think everyone is fully there yet.”
It’s a bold claim, yet one that has substance. The industry has been accused before of lagging when it comes to embracing disruptive, digital technology. “I think one of the biggest problems the industry has is properly understanding the trajectory of new technology,” he explains. “There’s this concept of necessity being the mother of all inventions and I think there’s a really good point in that. A lot of industries and a lot of sectors are having to go through a lot of change. In the UK there’s so much uncertainty in so many pockets at the moment, trying to make big decisions on how you engage with new technologies is very difficult.”
It’s a sentiment echoed by Joesbury who feels the role of technology will slowly phase out that of the engineer...but not quite yet. “I definitely think in five years’ time that there will still be humans around,” he ponders, “but I think we’ll be doing different roles, and I think the important aspect over the next five years is to learn to trust the technology and equally for the technology to work and we’ve got to embrace that. After that you’re on a journey searching for the next big leap of faith but where does it come from? I’m not sure if service operations is going to be the market leader in this space, but I definitely can see lots of value potential, I think we just have to open our hearts a little bit and embrace it.”

The society that technology operates in can also influence how it is executed. We are on the cusp of a younger generation who expect everything to work first time. The way in which people communicate is also changing, to a point where digital messaging is superseding vocal interaction.
If the trend is to continue then service will have to adapt to this way of communicating and reflect that in its technology usage. Where does Proctor see the service sector heading? Will there be a fundamental shift in approach as more young people enter the arena? Servitization and the gig economy, he predicts, will have an impact on the way services are delivered. Most likely through a subscription-based model, complimented by disruptive innovations and delivered by freelancers who, in order to maintain their personal brand, deliver consistent service excellence. “I can see a world where most of your services are consumed on a subscription-type basis. You contact your service provider who then uses technology similar to programmatic advertising whereby contracts are tended and bid for and secured within seconds, all underpinned by blockchain.” he says.
The role of blockchain in IoT and its evolution will surely be an important one. As more devices connect with one another than security becomes more of an issue, however Blockchain could provide the ring fence Iot needs. However, Proctor, a passionate advocate for blockchain, wants quicker adoption. “I think there are lots and lots of limitations of how we are going to bring [blockchain] in,” he says. “In exactly the same way that iOT and AI is a technology set that people don’t fully understand. There is a lot of hype around how it can help service but when you scratch under the surface, it’s just a hypothesis,” he pauses, “it has the ability to be truly, truly game changing.”
Blockchain, IoT and AI are all huge potential disruptors in the service sector. IoT could, over the next few years, become something that pushes the boundaries of what we now see as traditional service. As Paul Joesbury said, it’s about “trusting and embracing what is available”. Perhaps then will we witness a number of game changing moments.

The days are getting shorter and colder, which means the holidays are approaching and 2019 is just around the corner (believe it or not!). So now is the perfect time to take a look back at 2018 and take stock of the advancements the field service industry made this year.
Back in March, we highlighted three trends we predicted would have major impacts on the field service sector in 2018. We noted that while 2017 introduced innovative new technology-based trends with the likes of artificial intelligence (AI) and augmented reality (AR), 2018 would bring real-world applications that put those buzzwords into practice.
So let’s review the progress of each of those three trends this year – after all, predictions don’t mean much if you don’t evaluate how accurate they were, right…?
The IoT Drives Proactive Device Maintenance, Service and Repair
Since the Internet of Things (IoT) became an integral part of almost every business’ technology mix midway through this decade, field service innovators have been finding ways to use the increased connectivity of the IoT to gain a competitive advantage. We predicted that in 2018, further innovation would allow field service technicians to utilize the IoT and automation in today’s devices – with the goal of providing service in real-time to meet (and exceed) customer expectations.
As is often the case in the field service industry, supply chain and manufacturing organizations were at the front of the line when it came to utilizing IoT-enabled and supported field service. Toward the end of this interview between SupplyChainBrain and various supply chain executives, the benefits of the predictive maintenance that the IoT enables become clear. Regarding sensor-equipped motors in warehouses, automation solutions provider Knapp noted:
“A motor might transmit information about vibration or heat, for example. It could indicate it needs potential maintenance services, and that's important because that would be predictive maintenance as opposed to breakdown maintenance, which is much more costly and can severely impact service levels.”
We’re seeing this focus on IoT-enabled predictive maintenance across the board with our manufacturing customers, so we can confirm that it definitely became a major focus in 2018 – and will continue to do so in 2019.
Artificial Intelligence Simplifies and Automates Service Appointments
Although artificial intelligence (AI) is in danger of becoming a somewhat empty buzzword in many industries, it’s here to stay – indeed, Gartner forecasts that 85 percent of customer interactions will be managed by AI by the year 2020.
The field service industry is applying AI in very meaningful ways as we speak, and it’s the concept of predictive maintenance that is driving the adoption of AI. For example, a recent study of original equipment manufacturers (OEMs) in the supply chain sector found that most OEMs are gathering data from sensor-equipped products in the field—a key requirement for predictive maintenance. In addition, more than half of OEMs plan to make AI and machine learning a major investment, while 90 percent intend to invest in predictive analytics within the next 12 months.
Beyond predictive maintenance (but related to it), AI can streamline the field service technician dispatching process – which crucially means customers can get their equipment serviced faster. Influential software authority Capterra highlighted how design consultancy Philosophie, using AI, developed a field service program that handed 90-95 percent of the technician dispatching duties to an AI system – which enabled the field service team to dedicate its human talent to the more difficult field service jobs.
AI most definitely made its stamp on the field service industry in 2018, and the innovation is expected to continue next year and beyond.
Augmented Reality Provides Unprecedented Visibility into Worksites
Back in March, we noted that the increased connectivity that the IoT brings will continue to propel the application of augmented reality (AR) in the field service sector. In 2018, we saw AR applied by companies aiming to improve their first-time fix rate on service calls, as well as other vital field service functions.
ZDNet detailed several highly-recognizable brands using AR for service calls, including BP's U.S. Lower 48 onshore oil and natural gas business, which has been equipping field service technicians with AR platforms to assist with repairs, and Caterpillar, which recently tested an AR solution for the technicians who service a line of its onsite portable generators. Caterpillar provides field personnel with an internally-developed iPad app that interfaces with IoT sensors on the generator to provide real-time diagnostics and repair protocols.
While AR is in its infancy relative to the IoT and AI, we’ve seen our own customers' leverage AR to make better use of their field service resources – including servicing their customers’ equipment remotely through AR glasses. We’re very likely to see the usage of AR expand in the field service industry in 2019.
It certainly appears that the trends we highlighted earlier this year continued to gain significant traction in the field service industry in 2018, and we fully expect IoT, AI and AR technologies to continue to drive a wide range of innovative projects and initiatives in 2019. And once the calendar turns to 2019, look out for our predictions on the developments to look forward to next year!

Asset and service data will be a crucial element of making the transition to a more outcome-based business model - something that is high on the agenda for many companies currently.
However, at present, surveyed organisations are not accessing the full potential of this data due to their inconsistent use of digital tools and technology. While 98% of respondents report that their organisation uses automated digital tools and technology to aid the collection and utilisation of asset service data, only around half or fewer state that these tools are used in the collection (51%), aggregation (43%) or analysis (52%) stages of the process.

Around four in ten respondents report that when it comes to the management of access to asset service data in real time (40%), aggregating asset service data in a structured way (39%), analysing asset service data (41%), and sharing asset service data analysis with the rest of the business (42%), their organisation either needs huge improvements in these areas, a complete overhaul or that they simply do not do this at all yet.
The difficulties regarding asset and service data are exasperated further by the 59% of respondents who agree that their organisation is held back from the successful analysis of data because the quality of it is usually poor.
Struggles are rife throughout the entire process, right from who is collecting it and how they do this, down to how it is being analysed and shared across the business.
How can these organisations possibly expect to make any informed, strategic decisions using the data that is readily available to them if the process is so disjointed, outdated and underdeveloped digitally?
Lack of Data Confidence
And these struggles have led to a distinct lack of confidence among surveyed decision makers and their colleagues, with only 50% of respondents reporting that they or other service leaders in their organisation completely trust the asset service data that they have access to.
But this will need to change because asset and service data is becoming an ever more integral part of organisations, and this is summed up by the 85% of respondents who agree that service asset data should be central to strategic decision making.
The requirement to boost trust levels is especially pertinent in those organisations where the C-suite is already using asset service data today (39%) or have plans to in the future (34%) because they will need to be able to trust in the data in order to make well-informed decisions for the business.
The use of asset and service data by the C-suite will also serve to set an example for leaders across other departments that this is the best way forward for the organisation.
Glaring Skills Gap
However, it is not just these deep-lying trust issues that are a concern for organisations, which is clear from the fact that only 22% of respondents are willing to admit that the IT and field service functions in their organisation work together completely effectively to achieve the goal of better data utilisation.
This lack of collaboration is compounded by a glaring skills gap whereby over three quarters (77%) of surveyed decision makers concede that the pace of data intelligence digitally collected by their organisation’s assets is outpacing the skills of those responsible for actually utilising the data.
Further to this, more than four in ten respondents report that the skills of engineers (45%) and the skills of management (44%) are a cause for concern when it comes to using data produced by advanced technologies (such as a digital twin) meaningfully. This should set alarm bells ringing for organisations because they are struggling with skills among both their employees on the ground and those higher up the organisation as well. It seems that even with the implementation of the appropriate technology for the collection and utilisation of asset and service data, there will still be work to be done in order to extract as much value as possible – this will likely need to be in the form of a rigorous training program.
An Appetite for Automation
A lack of collaboration between teams, an ever-increasing skills gap and an inconsistent use of the appropriate technology, leading to trust issues could become a recipe for disaster in these organisations if not addressed quickly.

The need for automated digital tools has rarely been clearer, and respondents recognise this. Only 7% believe that automating the process of collecting and utilising asset service data is not at all required because all data manually entered by service engineers is structured and entirely usable.
Whereas over four in ten (43%) report that the automation of this process in their organisation is required to a huge extent, or that it is completely required because manually entered data never/rarely provides value.
Organisations will need to utilise automated digital tools more consistently if they are to progress, but they will also need to upskill their workforce and address any collaboration issues internally.
These three areas are crucial if asset and service data is to be utilised to its full potential and this will ultimately underpin the successful transition to an outcome-based business model.

Here Maria Torrisi, business development manager of industrial automation specialist JMartans Automation, suggests three questions to ask before choosing between wired and wireless technology.
Wired automation is more mature than wireless technology and offers a fast and reliable option. Wireless technology is a newer entrant to the field, boasting reduced automation costs and smaller space requirements.
A good understanding of your technology and how to connect it is essential during any automation project. To choose the best form of connectivity for your application there are three primary questions to address.

A wired system can require a large amount of cabling to connect components and devices, which can be bulky and expensive. One of the main advantages of wireless

However, if your company aims to automate a single part reliably and securely then wired automation can make good business sense due to its fidelity. Remember that the larger the wired network, the more expensive it is to install, maintain and manage.
As the IoT continues to grow towards the 30 billion devices forecast by Statista, businesses are faced with decisions about how best to connect their equipment. While wired technology offers a trustworthy option, businesses looking to scale up their connectivity in the long term may find wireless technology is more suited to them.

As the internet and smartphones become primary necessities over paper and landlines, trade services must embrace the next phase of business evolution in order to remain relevant in the market and to appear dependable, effective and cutting-edge for the modern customer.
Though not a brand new concept, IoT has become the herald of this new chapter, facilitating unique connections with the latest job management and service technology and forever changing the way the industry operates.
The Internet of Things (IoT)
IoT has been defined as the concept of connecting any electronic device to the internet and to other connected devices. It works an application or service that uses information collected from sensors – or the “things” – and then analyses the data from the sensor to perform a specific function.
Through IoT, a giant online network is created which allows previously unrelated technology to speak to each other and combine forces to create new functions that generate new levels of convenience for the user. Many tech experts have used smart TVs or fitness watches that generate a tailored exercise plan as examples of IoT.
Why should trade services care?
According to Curtis Thomson, simPRO Director at one of the world’s leading job management software companies, IoT projects have now moved well beyond the initial trials and high-end proof of concepts and are being actively rolled out by leading service companies and manufacturers across the UK.
For these companies, however, it’s not about programming driverless cars or automatic toasters and coffee machines for the break room. Trade service companies are eager to get in on the IoT action because when their systems are all connected and talking to each other, they have the potential to improve their service delivery, considerably cut costs, and deliver an improved customer experience.
“Think about the IoT in terms of field service applications,” Thomson said.
“Say, for example, you have an accelerometer fitted to the cooling tower on top of a building that could take vibration readings, log them to your database, and alert you when the vibrations fall out of a range.
“Or, you have sensors in the fire detection or sprinkler systems all constantly monitoring and reporting back the current state of the equipment they are tasked to keep an eye on.
"When an event occurs that falls outside of a tolerable range for that piece of equipment, a notification is raised, a job is created to investigate, or an alert is sent to your customer..."

“How could this impact your SLAs, or your costs, for that matter? What will your customers think about this – your ability to log, report and respond to potential defects before they even can tell something is wrong, and in between maintenance cycles?”
Thomson’s insight into the future of the trade service industry is why companies like simPRO are determined to add IoT to their repertoire. IoT represents significant opportunity in the trade services market, with the number of connected IoT devices worldwide expected to jump 12 percent on average annually, from nearly 31 billion in 2018 to 125 billion in 2030, according to analysis from IHS Markit (Nasdaq: INFO). In the UK, statista reported that in 2018 the share of adults owned at least one connected device was 83 percent.
The ability for machines and data to connect and interact with one another goes far beyond allowing the human race to live like the Jetsons. The trade service industry’s IoT-laden future signals effectiveness, efficiency, profitability and all-around satisfaction for everyone involved.

Kevin Starr, Program Director, Advanced Digital Services, for ABB jokingly refers to himself as someone who is just getting started, having spent 31 years in the industry.
Given Starr’s wide-ranging background which encompasses installing industrial automation, working with pneumatics, then electrics, DCS and now digital and across roles that include R&D managers, software developer, data scientist and cloud specialist - he is perhaps the very personification and embodiment of how the field service sector is in constant flux on a journey of continuous evolution.
Yet, underneath all that evolution, there also remain fundamental goals in place that we mustn’t lose sight of either.
As Starr himself explains - across his varied career the core objective for ABB, regardless of the technology surrounding the discussion is always to allow their clients to “hit their value, production and quality requirements by providing them with solutions.”

However, Starr also absolutely sees a convergence in the various skill-sets he has honed across his career in the area and era of digitalisation we are all working within today.
Indeed, certainly within field service circles, when it comes to digitalisation Starr is to be regarded a leading subject matter expert – a fact that is attested to the fact he is a highly sought-after speaker at industry conferences as well being the host of a successful YouTube series and author on the topic.
“We definitely are in the industrial revolution 4.0,” Starr asserts with conviction when I spoke to him recently during whilst recording a forthcoming episode of The Field Service Podcast.
All well and good, but what exactly does this shift to the Industrial Revolution 4.0 actually mean in real terms for most companies, who perhaps are lacking the innovative streak ABB certainly have embedded at their core.
Whilst there are undoubted opportunities to be had, for many it means stepping into a brave new world of the unknown and for many, this can be a daunting proposition.
“We are definitely moving into an area where our customers may have some new concerns and fears. There are some misunderstandings that need clarification and there are a number of different issues relating to digital that they have to consider," Starr explains continuing, “so what we’ve tried to do is make this discussion feel more real for them, we’ve tried to make it concrete and actionable.”

Additionally, the wave of technological innovation we are witnessing today is only part of the sea change of disruption that currently surrounds us.
“It is something of a perfect storm,” Starr agrees expanding on the topic.
“There is an ageing workforce, there is knowledge retiring, there are new people coming into the workforce who just aren’t ready to spend thirty years with the technology,” he adds.
Yet, it is exactly within these challenges that Starr sees big potential for innovation.
“We have here some opportunities to really change the game for our industrial clients and along with this is what is really an industrial explosion of automation.,” he explains.
“When I started off the controllers were on a wall, so the size of the service was aligned with the physical proximity of a wall. Now, you have dots on a screen. Where once you might have had thirty or forty devices, now you have three or four thousand.”

This anecdote serves as a stark example of just how much service delivery has moved within just a matter of decades. In terms of actual service delivery, automation, particularly in industrial sectors, has made the way work today almost unrecognisable from how things were done in the past.
This is something which needs to be fully understood and acknowledged for companies to be able to bring their business and operational processes in line with modern means of tackling service delivery.
“What we’ve always done in the service space, doesn’t work today,” Starr states bluntly.
“What this means is that there are a lot more failures, a lot more downtime and a lot more product instability. This leads to a lot more fear, uncertainty and doubt - because if that phone rings and your client calls you and says my system is down - what do you do? That is a terrifying call to get and it always has been, but with digital, we can solve all that.”
“In the Oil and Gas sector, for example, we have clients who are trying to remain competitive in an industry in which price changes sent a complete shockwave through the sector. Companies who used to have large corporate staff are shrinking, with reduced manned or unmanned solutions becoming more prevalent.”
“Yet, most solutions involve people working on a system, so we truly have a gap. We’ve got to keep the site running but we also have to make our production and our quality efficient - and of course first and foremost we have to make sure our people are safe.”
“To me, the digital arena is what will allow us to use devices to reduce this problem space.”
Of course, many of the challenges that Starr outlines are also prevalent in sectors well beyond the Oil and Gas industry and searching for solutions for those challenges within the digital realm is now well established as the correct path to follow.
Yet, one of the reasons perhaps Starr has proven to be such a popular speaker on this topic is his ability to blend the technical and the practical and to help those listening to visualise how the often vague concepts sitting under the umbrella of digitalization will manifest in real, pragmatic terms – something he demonstrated again when we spoke with a particularly neat and effective summary of how the implementation of such tools can really have a significant impact on service delivery.
“It’s kind of like a heads-up display in a car. When I have a problem, it advises me so I then know when to dispatch somebody and make sure they have the right tools at the right time,” he explains.

“That’s what keeps me just giddy with excitement,” he says before adding wryly “but if it was easy it would already be done.”
Here, of course, Starr has hit the nail firmly on the head with regards to the current dichotomy most service companies find themselves in.
Whilst it seems that digitalisation of service delivery offers us great opportunities they equally bring additional challenges. As with many things in life, it appears there is an ever-evolving arms race between these two. As one challenge is solved thus creating new opportunities, so a new challenge is born.
With this in mind, I was keen to see if Starr sees field service today as something that has been simplified by technology, or in particular as we consider the vast amount of data we are now generating, has it actually become further complicated?
“I was always one of ABB’s smart guys with a bag of tricks. If there was a problem I’d get a ticket and I’d go fix the site. But I was always able to do that because the problem space wasn’t as huge as it is today,” he replies.
“Today our guys have to worry about cyber attacks, IT Security, Back Ups, Disk Space, Uptime, Communication, Visualisation and much, much more – so it’s very difficult to have someone who is an expert in all of those areas - and we’ve got to quit trying,” Starr explains.
“What’s different now is that the components being produced, and ABB makes an awful lot of these, each has their own digital signatures. Basically, they have a built-in data stream associated with the asset.”

“I was fortunate to have been the fireman and put the fire out on the site, but I would think ‘If I had just been here yesterday and I could have seen this data trail I could have prevented the failure.’ So that’s where we started packaging that and we called those diagnostic solutions, benchmarks and fingerprints - where we would provide scope and insight.”
“We would go and harvest the data and fifteen or twenty years ago that was very difficult. We would go and hook up resistors and current line – but we learned the technique.”
But it was time well spent and a highly precipitous move that has placed ABB perfectly at home in today’s world where there is more data and storage than they’re ever has been. And a reflection of their expertise in this area is that they are now getting more requests from customers for us to go and look at there data than ever before.
As the conversation begins to conclude Starr offered up one ore excellent anecdote that really helps visualise the importance of digital in service delivery today.
“I was driving along the road in Vietnam the other day when we came to a bridge across a river,” he begins.
"That’s what modern service is – you can either fish with a hook or fish with a net..."

I thought to myself, that’s what modern service is – you can either fish with a hook or fish with a net.”
“In our world of automation, you don’t need to physically go and touch every single asset, that is hurting people, putting them in harm's way. When there are digital components you can actually send out agents, pull that digital signature back, run data analytics and compare it to known failure rates, known performance and you can tell exactly where your systems are.”
“So you can actually know if your safe reliable and optimised and you can demonstrate it.”
