Kevin Starr, Program Director, Advanced Digital Services, for ABB jokingly refers to himself as someone who is just getting started, having spent 31 years in the industry.
Given Starr’s wide-ranging background which encompasses installing industrial automation, working with pneumatics, then electrics, DCS and now digital and across roles that include R&D managers, software developer, data scientist and cloud specialist - he is perhaps the very personification and embodiment of how the field service sector is in constant flux on a journey of continuous evolution.
Yet, underneath all that evolution, there also remain fundamental goals in place that we mustn’t lose sight of either.
As Starr himself explains - across his varied career the core objective for ABB, regardless of the technology surrounding the discussion is always to allow their clients to “hit their value, production and quality requirements by providing them with solutions.”

However, Starr also absolutely sees a convergence in the various skill-sets he has honed across his career in the area and era of digitalisation we are all working within today.
Indeed, certainly within field service circles, when it comes to digitalisation Starr is to be regarded a leading subject matter expert – a fact that is attested to the fact he is a highly sought-after speaker at industry conferences as well being the host of a successful YouTube series and author on the topic.
“We definitely are in the industrial revolution 4.0,” Starr asserts with conviction when I spoke to him recently during whilst recording a forthcoming episode of The Field Service Podcast.
All well and good, but what exactly does this shift to the Industrial Revolution 4.0 actually mean in real terms for most companies, who perhaps are lacking the innovative streak ABB certainly have embedded at their core.
Whilst there are undoubted opportunities to be had, for many it means stepping into a brave new world of the unknown and for many, this can be a daunting proposition.
“We are definitely moving into an area where our customers may have some new concerns and fears. There are some misunderstandings that need clarification and there are a number of different issues relating to digital that they have to consider," Starr explains continuing, “so what we’ve tried to do is make this discussion feel more real for them, we’ve tried to make it concrete and actionable.”

Additionally, the wave of technological innovation we are witnessing today is only part of the sea change of disruption that currently surrounds us.
“It is something of a perfect storm,” Starr agrees expanding on the topic.
“There is an ageing workforce, there is knowledge retiring, there are new people coming into the workforce who just aren’t ready to spend thirty years with the technology,” he adds.
Yet, it is exactly within these challenges that Starr sees big potential for innovation.
“We have here some opportunities to really change the game for our industrial clients and along with this is what is really an industrial explosion of automation.,” he explains.
“When I started off the controllers were on a wall, so the size of the service was aligned with the physical proximity of a wall. Now, you have dots on a screen. Where once you might have had thirty or forty devices, now you have three or four thousand.”

This anecdote serves as a stark example of just how much service delivery has moved within just a matter of decades. In terms of actual service delivery, automation, particularly in industrial sectors, has made the way work today almost unrecognisable from how things were done in the past.
This is something which needs to be fully understood and acknowledged for companies to be able to bring their business and operational processes in line with modern means of tackling service delivery.
“What we’ve always done in the service space, doesn’t work today,” Starr states bluntly.
“What this means is that there are a lot more failures, a lot more downtime and a lot more product instability. This leads to a lot more fear, uncertainty and doubt - because if that phone rings and your client calls you and says my system is down - what do you do? That is a terrifying call to get and it always has been, but with digital, we can solve all that.”
“In the Oil and Gas sector, for example, we have clients who are trying to remain competitive in an industry in which price changes sent a complete shockwave through the sector. Companies who used to have large corporate staff are shrinking, with reduced manned or unmanned solutions becoming more prevalent.”
“Yet, most solutions involve people working on a system, so we truly have a gap. We’ve got to keep the site running but we also have to make our production and our quality efficient - and of course first and foremost we have to make sure our people are safe.”
“To me, the digital arena is what will allow us to use devices to reduce this problem space.”
Of course, many of the challenges that Starr outlines are also prevalent in sectors well beyond the Oil and Gas industry and searching for solutions for those challenges within the digital realm is now well established as the correct path to follow.
Yet, one of the reasons perhaps Starr has proven to be such a popular speaker on this topic is his ability to blend the technical and the practical and to help those listening to visualise how the often vague concepts sitting under the umbrella of digitalization will manifest in real, pragmatic terms – something he demonstrated again when we spoke with a particularly neat and effective summary of how the implementation of such tools can really have a significant impact on service delivery.
“It’s kind of like a heads-up display in a car. When I have a problem, it advises me so I then know when to dispatch somebody and make sure they have the right tools at the right time,” he explains.

“That’s what keeps me just giddy with excitement,” he says before adding wryly “but if it was easy it would already be done.”
Here, of course, Starr has hit the nail firmly on the head with regards to the current dichotomy most service companies find themselves in.
Whilst it seems that digitalisation of service delivery offers us great opportunities they equally bring additional challenges. As with many things in life, it appears there is an ever-evolving arms race between these two. As one challenge is solved thus creating new opportunities, so a new challenge is born.
With this in mind, I was keen to see if Starr sees field service today as something that has been simplified by technology, or in particular as we consider the vast amount of data we are now generating, has it actually become further complicated?
“I was always one of ABB’s smart guys with a bag of tricks. If there was a problem I’d get a ticket and I’d go fix the site. But I was always able to do that because the problem space wasn’t as huge as it is today,” he replies.
“Today our guys have to worry about cyber attacks, IT Security, Back Ups, Disk Space, Uptime, Communication, Visualisation and much, much more – so it’s very difficult to have someone who is an expert in all of those areas - and we’ve got to quit trying,” Starr explains.
“What’s different now is that the components being produced, and ABB makes an awful lot of these, each has their own digital signatures. Basically, they have a built-in data stream associated with the asset.”

“I was fortunate to have been the fireman and put the fire out on the site, but I would think ‘If I had just been here yesterday and I could have seen this data trail I could have prevented the failure.’ So that’s where we started packaging that and we called those diagnostic solutions, benchmarks and fingerprints - where we would provide scope and insight.”
“We would go and harvest the data and fifteen or twenty years ago that was very difficult. We would go and hook up resistors and current line – but we learned the technique.”
But it was time well spent and a highly precipitous move that has placed ABB perfectly at home in today’s world where there is more data and storage than they’re ever has been. And a reflection of their expertise in this area is that they are now getting more requests from customers for us to go and look at there data than ever before.
As the conversation begins to conclude Starr offered up one ore excellent anecdote that really helps visualise the importance of digital in service delivery today.
“I was driving along the road in Vietnam the other day when we came to a bridge across a river,” he begins.
"That’s what modern service is – you can either fish with a hook or fish with a net..."

“In our world of automation, you don’t need to physically go and touch every single asset, that is hurting people, putting them in harm's way. When there are digital components you can actually send out agents, pull that digital signature back, run data analytics and compare it to known failure rates, known performance and you can tell exactly where your systems are.”
“So you can actually know if your safe reliable and optimised and you can demonstrate it.”

Infinis, who generate power from sites across the country, have launched StaySafe as a safety solution to enhance the protection and safety of its staff when working on unmanned sites and out of hours.

StaySafe is an app and cloud-based hub which monitors a lone worker’s safety and location on a real-time map and alerts Infinis’ Logistics Centre front desk operators if they do not check-in within a specified time.
Infinis required a more streamlined and secure solution to help enhance the safety of employees whilst working alone on remote sites.
In light of this, Infinis replaced their previous lone worker system which relied on workers to update their location every hour via text, with the StaySafe app which provides clear and consistent GPS reporting to determine a user’s last known location and their safety status. The switch to this mobile app offers a rich range of bespoke features, relies less on the user and provides a safer solution.
Infinis’ HSQE Manager, Mark Skidmore comments: “Over the last 12 months, we have rolled out smartphones within the company and launched StaySafe as a practical and improved safety solution. We understand the risk to our workers who may be vulnerable when working on sites alone and are able to mitigate risk through the app’s hourly timed check-in sessions.
Additionally, we find the app’s note function really useful, allowing staff to provide us with extra detail about their location in order to narrow down our search if they are based on larger sites and in need of support. Overall, we are very satisfied with StaySafe and confident it meets the company’s standards and expectations, to enhance protection of our lone workers.”

In the UK compliance with Health and Safety laws are mandatory for every company and could result in huge fines, or even prison sentences, if ignored.
Despite this, a common consensus is that health and safety checks are not a priority for many companies: they are expensive and offer no immediate profit. However, having appropriate systems to improve working conditions will make a company more trustworthy and respected in the industry and are a huge benefit in the long run.
The government doesn't take health and safety violations lightly, and you shouldn't either - 94% of all prosecutions resulted in convictions. Prosecution cases instituted by HSE and local authorities can result in fines, imprisonment and even immediate prohibition of the business.
When deciding on prosecution and penalties, the authorities take in the following into account:[unordered_list style="bullet"]
- The severity of offence
- The attitude and documentation of health safety management by the company
- What effect prosecution would have on the company financially
- If there is substantial evidence for a conviction
- If there will be a deterrent effect on other offenders[/unordered_list]
94% of all health & safety prosecutions resulted in convictions.
The services industry received the lowest number of convictions between 2009/14, but had the second highest costs of fines, at £37,944 per claim. In the Utilities and Waste sector there were 22 convictions and an average fine of £56,629. In Construction there were 166 convictions with fines averaging £18,602.
The services industry covered so many different forms of work there is a huge range of hazards that need to be considered – anything from dangerous electricity outlets to harmful substances, making the services industry safety one of the most critical areas to take care of.

Providing a safe environment for employees can be a challenge, especially when they are work involves being on other companies' premises and sites. Keeping up with standards and constant changes is not an activity to be taken lightly. A health and safely breach within the service industry could lead to serious harm or even a fatality.

Putting regulations in place has serious financial benefits; information from HSE shows that having the correct procedures in place results in average savings of £300 for minor injuries, £20,500 for serious injuries, and £200,000 for any permanent or life changing injuries.
How to avoid fines
It should be every company’s aim to reduce the health and safety risk as much as possible, though it is not possible to eliminate every hazard. Conducting a risk assessment is a great way to see what improvements your business needs: judging where the most life-threatening hazards are allows for extra precautions to be put in place.
Key methods to improve safety at work:
- Always work to your risk assessment and report any accidents – keep detailed reports of any injuries (no matter how small) as this will allow you to minimise all potential risks.
- Personal protective gear is essential - in the services industry, protective items should be provided by the employer as it helps limit the likelihood of injury.
- Minimise any fire risk.
- Electricity –if there is often a high chance of electrocution with the over use of power sockets and water hazards, aim to cut down on overcrowding sockets and reduce overheating.
- Take time to be safe – it is important to be thorough with your inspections, to talk to your employees to find out if they have any health issues in the work environment.Place your list items here
Health and safety should be at the heart of your business and influence every decision about the work place that you make. Having a stable and reliable safety system is essential; the cost of putting these in place massively outweighs the uninsured expenses that occur in dealing with a work place incident.

Last time around we looked at selecting the right hardware for your field engineers and now in this the final feature in this series we look at what considerations should be put in place around the software we put on those devices.

Tools to do the job - Software
Having selected the device to empower your field engineers the next step is to select the right mobile software to make the most of that hardware.
Whilst there has been great strides forward with cross platform HTML5 applications a strong argument lies within a ‘native’ app approach where the application is specifically designed to work alongside your device’s operating system (OS).

There are of course numerous field service apps on the market, and as with office based systems the option to either sit within one platform or select a third party app is open to you. However, as with back office systems integration to your core ERP system is absolutely vital.
The whole point of moving your field workers onto a mobile device is to streamline processes and therefore communication between your office system and your team in the field must also be seamless.
As with all of the discussions so far again understanding your field engineers workflow is at the core of successfully selecting a mobile app that enhances your field service engineers productivity.
However, a few of the more common requirements for field engineers include:

Whilst your field engineers may undertake the appropriate steps to ensure they are working safely each and every time they tackle a job.
For example an electrician knows to turn off the main power to a house before he changes a light fitting – he certainly wouldn’t forget to do it more than once!
However, by locking an app until the ‘switch mains off’ box is checked not only prompts your field engineer but also ensures he and your company are confirming to health and safety regulations.
Similarly there are stringent regulations in place regarding loan workers, so many field service apps have necessary steps in place to ensure your loan working field engineers are both safe and complying with these regulations.
Knowledge Bases
Perhaps one of the most valuable tools you can arm your field service engineers with is access to a wider knowledge base.
This can range from information on the device they have been sent to repair – it’s previous fault history for example, through to knowledge bases with videos and articles that describe faults the engineer may never have come across before, through to video conferencing where the engineer on the job is able to discuss a problem he is unable to resolve with a more experienced engineer in real time – something that is particularly useful for organisations who are servicing devices in remote locations for example.
Access to parts ordering and contracts
Whilst in an ideal world the diagnosis of the issue would have been made in the initial stages of arranging a service call, in reality in many instances the field service engineer will find the right solution is something different upon arrival at the site.
In this instance it is absolutely essential that he has clear visibility into spare parts inventory and has the ability to order the parts needed if required.
Having to go back to the office and go through a separate chain to get these parts means further frustration for your customer and wasted time and resources for your company.
Similarly if they need to carry work that exceeds a normal maintenance contract – for example if the device he has been sent out to repair has been used beyond it’s normal working parameters, then it is vital he has an understanding of the level of cover the contract offers. Remember a field engineer’s main focus is making things work again and he will be under pressure from your customers when on site. The last thing he will be thinking of is ‘is this covered by there SLA’. Unless of course it is clearly highlighted in front of him.
A customer falling out of warranty is perhaps the easiest sell a company can have when the engineer is on site – as long as the engineer can show clear evidence that the repair falls out of the agreed contract.

If the engineer can simply add the charge onto the clients account there and then so he can go about resolving the issue then the sales process becomes both simple and effective.
Similarly as a trusted adviser the field service engineer is in a great position to upsell.
“I’ve fixed the problem with your printer and noticed your running low on toner and will probably run out within a week – shall I order some more for you” is one simple example and 99 times out of 100 the customer will surely say yes.
Order approval:
A critical functionality of any field service mobile app is to approve the work as soon as it is done.
By giving your field engineers the ability to have customers acknowledge the work carried out and having this data instantly recorded in your back office system you are not only able to gather information on your field service engineers productivity but also have clear documentation of your work being approved should any dispute arise between you and your customers.
Communicating back to HQ:
Of course order approval is not the only metric you can assess your field engineers productivity on. Every interaction the field engineer makes with the app provides the opportunity for further data collection on both the engineer themselves and the customer.
For example – is the engineer spending longer on each job than is average amongst his peers – in which case is training required? What about the travel between each job? Is he taking longer than expected? Or is regularly making journeys in less time than you would expect – perhaps indicating he is driving over the speed limit?

Could this result in a design improvement if fed back into R&D?
Important data is everywhere and there are few better equipped to collect it than a field service engineer. Giving them the right tools to transmit that data to the place it has most value is a crucial part of the field service mobile app.
Conclusion: Understand your engineers workflow.
As we mentioned at the very beginning of this white paper the introduction of the concept of end-to-end field service is both emerging and ill defined as yet.

However, not only is the topic itself vast but so to are the resulting options and it is far too easy to end up making costly mistakes in such an environment.

Firstly what do your customers require from you in terms of service, and secondly what is your field engineers daily workflow?
Once you have an understanding of both of these questions then you are in position to build up your solution to enhance and improve these two areas.
It may seem like the longer path in the early stages, however, ultimately such an approach will take you where you need to be far more effectively.
